The clock keeps running while they cannot get in

On most sites the honest reassurance for somebody locked out is that nothing depends on it: parcels still arrive, orders still stand. In this trade that reassurance is false. The return is started from inside the account, the window is counted in days, and a person who cannot sign in on the Thursday of a fourteen day window is watching something expire while they type. That changes what a good reply leads with.

Why this is not the general answer

The handling pattern for account access problems holds across every trade. What follows is the part that does not.

  • Being locked out here has a real consequence, because the return is initiated from inside the account and the window keeps counting while the customer is trying to get in, so the usual reassurance that nothing is affected is simply untrue.
  • The account holds the saved sizes that set the default in the size selector, so somebody signed out on a new device sees different sizes preselected and reasonably concludes the site has changed rather than that they are not signed in.
  • Two accounts is the ordinary state rather than the exception, because a sale night on a phone and a work email produce one set of orders while a laptop and a personal email produce another, and the return they need sits behind whichever one they cannot remember.
  • Returns history lives in the account and it is the record behind any restriction on free returns, so somebody locked out cannot see the thing they may be about to be judged on.

Material behind this answer
Whether a return can be started without signing inWhether there is an order number and email route into the returns portal, and where it is. If one exists it answers the whole of this category, and if it does not, that is the highest value thing to build.
What happens to the window while somebody is locked outWhether the clock is paused, extended or held on request, and who can do it. Say it plainly. A customer who knows they will not be penalised for the delay stops panicking and stops sending the same message four times.
How saved sizes and fit preferences behave when signed outThat the selector defaults change, and that this is a sign of being signed out rather than a change to the range. It reads as the site having altered the product, and customers describe it that way.
Where two sets of orders under two addresses get joined upWhether accounts can be merged, whether orders can be moved, and who to ask. This cannot be self served, so the material needs to say where it goes rather than how it is done.

The reply

A reply worth copying
The first thing to deal with is the window, because that is what is actually at stake. If you cannot get in and the return window is close to ending, say so in your message and the team can take that into account, so do not let it run out while you keep trying to sign in [1]. There may also be a way round it: our returns page has a route that takes an order number and the email you ordered with rather than a login [2]. If your saved sizes have vanished from the selector, that is what being signed out looks like rather than a change to the range. And if you think you have orders under two addresses, that is common enough that it is worth saying which two. I cannot look at accounts or reset anything, so leave your name and the address you think you ordered with and somebody will sort out the access.

It leads with the deadline rather than with troubleshooting, because the customer's real exposure is a window closing, not an inconvenience. The no login return route is offered second since it may end the problem entirely. The vanished sizes are explained because customers report that as a site fault and it is a symptom of the thing they already described. The refusal comes at the end, where it no longer sounds like a refusal to help.

Where it stops

The trigger. The visitor cannot get in and a return window is running, needs two sets of orders joined, or needs the address on an account changed.

The handover, worded
I cannot open accounts or reset anything. Leave your name, the email you think you ordered with, and say if a return window is about to end, because that is the part the team will want to act on first.

It stops answering before it guesses, says who will pick it up, and asks for the one thing that makes a reply possible. Nothing about it reads as a dead end.

Never say this here

Out of bounds

  • Never tell a clothing customer that being locked out does not affect anything, since the return window is running and the portal sits behind the login.
  • Never confirm or deny that an account exists for a given email address, which is useful only to somebody testing a list of addresses.
  • Never offer to reset, merge or unlock anything, because the assistant writes into nothing and the customer will stop trying while they wait.
  • Never suggest opening a second account to get past it, which splits the order history further and makes a later durability claim harder to evidence.

Questions

Can it get somebody into their account?
No. It has no view of any account and cannot trigger anything. What it can do is stop the return window being the casualty, by telling the customer to flag the deadline in their message rather than spending three days on password attempts.
Is a no login return route worth building?
It removes most of this category. An order number and an email address are things the customer already has in their inbox, and every message in this cell exists because the only door into the returns portal is one they cannot open.
Why does the size selector matter here at all?
Because customers do not report it as a login problem. They report that the site is showing them the wrong sizes, and unless the material connects the two, the assistant answers a product question instead of an access one.
