The app is awake at three in the morning and nobody else is

The software runs all night, which is precisely the problem. Somebody opens it at three because they feel unwell, and there is nobody behind it, so the first sentence they read has to say what this is and is not before it says a word about opening times. After that the ordinary questions are easy: when consultations run, in which zone, and what happens to somebody who has travelled.

Why this is not the general answer

The handling pattern for out of hours holds across every trade. What follows is the part that does not.

  • The first line of any overnight reply has to say that this is not an emergency service and name the one that is, because the message arriving at that hour is disproportionately the one that cannot wait.
  • Consultations run inside a rota of clinicians registered to practise in particular places, so the hours are not a call centre shift pattern and they differ by where the person is rather than by what they pay.
  • Somebody who has travelled has often crossed out of the area their access covers, which changes what is available to them overnight in a way that a published opening time does not describe.
  • Everything except the consultation itself keeps running, so a person can reach documents, reminders and their own information at four in the morning, and saying which of those still work stops a quiet hour being read as an outage.

Material behind this answer
The statement that this is not an emergency service, and the route that isWorded by your clinical people and placed where the assistant reaches it first, including inside the fallback message, so it appears in the first reply rather than depending on a question matching a page.
Consultation hours by place, with the time zone written beside themWhen clinicians are available and where. A window without a zone against it produces a complaint, and a window without a place attached is wrong for half the people reading it.
What happens to somebody who has travelledWhether the service can be used from outside the covered area, what changes, and what to do instead. People travel constantly and find out at the worst moment, so it belongs on the same page as the hours.
When a message left here is actually readWho reads the enquiries and at what time. If nothing is looked at before morning, the wording has to say so, because at two in the morning an implication that somebody is watching is worse than silence.

A reply worth copying
This is not an emergency service and nobody is monitoring messages here overnight. If you need help now, please use the emergency services or the urgent route on our contact page [1]. Consultations run within the hours on that page, given in a named time zone and by the places our clinicians cover, so it is worth checking yours against it [2]. If you are travelling outside that area, what is available changes and the same page says how. Anything you leave with me is read when the team is next in, and I cannot arrange anything or judge whether something can wait.

The first two sentences are the whole page and everything after them is ordinary information. The hours are qualified by place as well as by zone, since the constraint is where clinicians can practise rather than when an office opens. The closing refusal names the one judgement it must never make, which is whether something can wait until morning.

Where it stops

The trigger. The visitor describes a symptom, asks whether something can wait until the service opens, or says they are outside the covered area and need help tonight.

The handover, worded
I cannot judge whether something can wait, arrange a consultation, or reach anybody for you tonight. Please use the emergency services if this is urgent, or the urgent route on our contact page. If you would like the team to come back to you, leave your name, an email and a short message.

It stops answering before it guesses, says who will pick it up, and asks for the one thing that makes a reply possible. Nothing about it reads as a dead end.

Never say this here

Out of bounds

  • Never say that something can wait until the service reopens.
  • Never say a message will reach a clinician, or be seen tonight, when nobody is reading.
  • Never say a consultation is available now, since availability sits in a rota nothing here can see.
  • Never describe this service as an alternative to emergency care, at any hour and in any wording.

Questions

What is the value of answering overnight at all?
Most overnight messages are answerable from documents: hours, eligibility, what a plan includes, where a setting lives. Those get answered at three in the morning by material you already wrote, and the ones that are not get pointed at a route in the first line.
Where should the not an emergency service wording live?
In the fallback message returned when nothing matches well enough, word for word as your clinical team wrote it. Composing it means it only appears when a question matches something, and the messages that need it most are the ones typed worst.
People ask when somebody will reply. Can it say?
It can quote when the team is next in. It must not predict a reply to a particular message, and it must never let that expectation stand in for the urgent route, which is the thing the person may actually need.
