Why the reset link goes to an address nobody reads
A broker's document portal is opened about as often as a renewal comes round. A year is long enough to change email address, leave a company or lose access to a shared mailbox, so the link is sent somewhere the person asking cannot get into. That is the shape of nearly every reset request here, and it is why the answer is never simply click forgotten password.
Why this is not the general answer
The handling pattern for password resets holds across every trade. What follows is the part that does not.
- The portal is used once a year rather than daily, so the address on the record is stale far more often than on a service people sign into every week.
- Changing the address a link is sent to is a change to the policy record, which is why it is not self service and why the answer routes to a person instead of to a link.
- Commercial policies are frequently registered to a shared mailbox, so the link lands somewhere several people can read it and nobody in particular is responsible for it.
- The temptation at the end of a failed reset is to send the document by email instead, which swaps a login problem for the release of a schedule to an address nobody verified.

The reply
Most of these turn out not to be the password. The portal gets used about once a year, so the address the link goes to is often one nobody reads any more. If that is what has happened, changing it is a change to your record rather than something you can do at the login screen, and the team handles it [1]. If the address is still right, the recovery link for our portal is here, and the insurer's site and the finance provider's site each have their own [2]. I cannot reset anything, change an address or send a document. Leave me your name and an email you can read today and somebody will sort it.
It names the likely cause first, which saves the person a fourth attempt at a link that has been working perfectly. It draws the line at the record change, because that is the point where a reset stops being a reset. And it asks for an address the person can read today, which is the single detail that makes this handover work.
Where it stops
The trigger. The visitor says the reset email is not arriving, or that the address on the account is one they no longer have access to.
If the link is going to an address you cannot read, no amount of resetting will fix it, and I cannot change it from here. Give me your name and an email you can read today, and the team will check who you are and update the record.
It stops answering before it guesses, says who will pick it up, and asks for the one thing that makes a reply possible. Nothing about it reads as a dead end.
Never say this here
Out of bounds
- Never say a reset link has been sent, because nothing here sends anything and the person will sit waiting for it.
- Never confirm which address a record holds, since that hands somebody a detail they can use to talk their way past a person.
- Never offer to email a schedule or a certificate as a way round a login, as that releases a document to an address nobody verified.
- Never tell a commercial client that anybody at the company can be added to the portal, because who may act on a policy is decided by the firm and not by the request.
Questions
- Why not let it trigger the reset itself?
- It cannot write to anything, and even if it could, a reset triggered by an unverified visitor is a way to interfere with somebody else's account. The recovery link on your own portal is already the safe version of this.
- Renewal week buries us in these. Does it help?
- It helps most where the honest answer is short: which site, which link, and the fact that a stale address needs a person. Those three cover the large majority of the seasonal spike.
- Can it tell whether somebody has an account with us?
- No, and it must not try. Confirming an account exists tells any visitor that the person or the business is a client here, which is not something to say to somebody who has not been verified.
