When taking a name is the wrong thing to do

Every other handover in this network collects a name, an email and a message, and that is the right mechanism because a person reads it and replies. On a heating site there are two situations where the mechanism itself is too slow to be the answer, and the assistant's job is to get out of the way as fast as it can manage.

Why this is not the general answer

The handling pattern for asking for a person holds across every trade. What follows is the part that does not.

  • The form is the wrong instrument. An email opened at eight in the morning is not a response to water coming through a ceiling at eleven the night before.
  • A suspected carbon monoxide problem is a life safety matter, and the correct destination is an emergency line rather than the firm, which is an unusual thing for a business assistant to say about its own business.
  • The right reply gets shorter as the situation gets worse, which inverts the ordinary instinct to be more careful and therefore longer.
  • The wording has to appear when nothing in the material matched at all, because a frightened person types something no retrieval would ever match.

Four sentences, no hedging, no offer to take a name, and it finishes by telling the reader to leave the page. Anything more informative would keep somebody in a room they should not be in, and across the ninety seconds that matter that is the only failure worth designing against.

Where it stops

The trigger. Any mention of gas, an alarm sounding, symptoms shared by more than one person in the house, or water escaping right now. No clarifying question before the wording appears.

It stops answering before it guesses, says who will pick it up, and asks for the one thing that makes a reply possible. Nothing about it reads as a dead end.

Out of bounds

  • Ask a diagnostic question before giving the emergency wording.
  • Anything about turning a gas appliance on, off, or back on.
  • That somebody can wait for a call back after describing a gas smell.
  • That a symptom is probably nothing.

Questions

Why not just take the details quickly and pass them on?
Because passing them on takes time the person does not have, and because for gas the right destination is not your firm at all. A form that lands in your inbox during an emergency is a record of the emergency rather than a response to it.
How do we make sure the wording appears when nothing matches?
Write it into the fallback message. That message is returned without the model being reached, which is precisely the case you want covered, because somebody in a panic types nothing that resembles the pages you indexed.
Does this make the assistant look useless?
It makes it look like it belongs to a firm that has been to those jobs. The rest of the site answers rates, coverage, servicing and guarantee conditions all day. Being short in the one case that warrants it is what earns the rest of it.
